You are a dental nurse working in a general dental practice.
A patient arrives at reception and appears frustrated after waiting longer than expected for their appointment.
The patient says:
“I have been waiting for ages. Nobody has explained what is going on. This is unacceptable.”
You are the dental nurse responding professionally and helping to manage the situation.
Your Task
In this OSCE scenario, you are expected to respond professionally to a frustrated patient while helping to manage concerns appropriately.

Model Answer / Ideal Response
A strong response should be calm, professional, and respectful while maintaining confidentiality.
Step 1 — Acknowledge the Patient’s Frustration
Respond respectfully and avoid defensiveness.
Example:
“I am sorry for the delay. I understand your frustration, and I will check what is happening for you.”
This helps the patient feel heard and respected.
Step 2 — Remain Calm and Professional
Even if the patient appears upset:
- Stay calm
- Avoid arguments
- Listen carefully
- Speak respectfully
Avoid matching frustration with frustration.
Step 3 — Offer Support Within Your Role
Try to help appropriately.
Example:
“Let me see if I can find out more information for you.”
Remain within scope of practice and avoid making promises you cannot guarantee.
Step 4 — Escalate When Needed
If concerns continue or cannot be resolved:
- Inform the appropriate team member
- Escalate professionally
